Practical notes for Winelands owners ·
How to reply to a negative Google review
A poor review can feel personal when you ran check-in, breakfast and the evening shift yourself. Your public reply has two readers: the guest who wrote it, and the guest deciding where to stay. Answer the concern calmly, without turning the review into an argument.
Check the facts before you write
Read the whole review, then check what happened with your team. Separate what you know from what you still need to investigate. Never say a room was repaired, a refund was paid or a policy changed unless that is true.
You can acknowledge disappointment before every detail is settled. If you cannot identify the stay, invite the guest to contact you privately. Do not publish booking dates, room numbers, payment details or the guest’s contact information.
Use four short parts
- 1. Thank them. A simple “Thank you for letting us know” is enough.
- 2. Name the concern. Mention noise, breakfast or check-in, rather than repeating every accusation.
- 3. Apologise where appropriate. Own a confirmed mistake plainly. Avoid “sorry you feel that way”.
- 4. Offer a private next step. Give a monitored venue email or phone number where you can discuss the issue.
Keep the response short and useful. Do not add a special offer, blame a staff member or ask the guest to remove their review. A public reply is not the place to negotiate compensation or promise that a future stay will be perfect.
A sample for a noise complaint
Fictional example · not a real guest review
“The room was lovely, but noise kept us awake. We expected a quieter stay.”
Sample reply draft
Thank you for letting us know. We’re sorry the noise disturbed your rest. Please contact us at [your venue email] so we can understand what happened and discuss it with you.
Replace the placeholder with your own monitored email before posting. Add a repair update only after confirming the work.
Reply when you can be clear, not angry
If you are upset, write a draft and read it again before posting. Let someone you trust check the tone, but keep the reply recognisably yours. A small guesthouse in Paarl or Franschhoek need not sound like a hotel chain.
Make review checking part of a daily routine, alongside tomorrow’s arrivals. Resolve the actual issue privately and keep any public update factual. For threats, legal disputes or safety concerns, involve the venue owner before responding.
Google recommends polite, professional replies and protecting private information. Read its official review guidance for the full advice. These are guest-care habits, not a guarantee of better rankings or more bookings.
Keep the final say with you
Auto_GBP’s proposed Reviews plan prepares reply drafts in your venue’s voice. You approve the wording, then copy and post it on Google yourself. See our labelled reply samples to understand the approach.
The service is not accepting paid subscriptions yet, and the automatic Health Check is not available. To register interest, email us your venue name and town. Please do not send guest details or booking records.
